Abstract (eng): | Research on Customer Relationship Management typically focuses on for-profit corporations. In these studies, there is usually an assumption of financial profit as a goal of the organization. However, this is not the case in all organizations. The motivation of this study is the need for theoretical model of Customer Relationship Management to be used in developing CRM in a non-profit university organization and group of companies owned by it. In this thesis, a theoretical model is build based on literature and revised based on empirical case study. The theoretical model is build around process model of CRM, which is inserted in to the model of double-loop learning. In this model, CRM appears as a cyclical process, during which the organization learns about its customers and also about its CRM. The background theories used include mainly theories of learning, of knowledge management, and of marketing. The case study concentrates on a non -profit university organization and group of companies owned by it. The research focused on those parts of the group, which use the shared CRM software of the group. These units do business with customers outside the group. This thesis doesn't study relationships to other stakeholders, such as communication with students or with faculty or IT systems used by these stakeholders. The technical details of the software systems, legal and ethical aspects of CRM are also left outside of this study. The most significant differences between the theoretical model based on literature research and the findings of the empirical study are the small impact of strategy and analytical CRM as well as the lack of shared goals and processes leading to these goals. As a result of the empirical research, the theoretical model was revised. The most significant managerial implication was the need for a process oriented point of view and for defined processes. The differences between the original model and the findings of the empirical study can be explaned by governing variables and the developmental phase of CRM in the units of the group. |
Abstract (fin): | Asiakkuudenhallintaa tutkitaan tyypillisesti yritysmaailman tapausten kautta. Näihin tapauksiin sisältyy lähes aina oletus taloudellisesta voitosta organisaation tavoitteena. Kaikissa asiakkuudenhallintaa harjoittavissa organisaatioissa tätä tavoitetta ei kuitenkaan ole. Tämän tutkimuksen motivaationa on teoreettisen mallin tarve asiakkuudenhallinnan käytännön toimenpiteiden kehittämiseksi voittoa tavoittelemattomassa yliopistokonsernissa, joka eroaa asiakkuudenhallinnan tutkimuksen tyypillisistä kohteista. Työssä luodaan kirjallisuuteen perustuva malli ja kehitetään sitä edelleen empiirisen tutkimuksen perusteella. Teoreettisen mallin ytimenä on asiakkuudenhallinnan prosessien upottaminen kaksikehäisen oppimisen viitekehykseen. Tällöin asiakkuudenhallinta näyttäytyy syklisenä prosessina, jonka perusteella organisaatio oppii asiakkaistaan ja myös asiakkuudenhallinnasta. Taustateorioina on käytetty pääosin oppimisen, tietämyksenhallinnan ja markkinoinnin teorioita. Tutkimuksen kohdeorganisaationa oli yliopistokonserni, joka koostui varsinaisesta yliopistosta ja sitä lähellä olevista yrityksistä. Tutkimuksessa keskityttiin niihin kohdekonsernin osiin, jotka käyttävät asiakkuudenhallinnan tietojärjestelmää. Fokus oli asiakkuudenhallinnan piirissä jo olevissa työntekijöissä ja organisaation osissa. Näillä yksiköillä oli konsernin ulkopuolisia asiakkaita, joiden kanssa käydään kauppaa. Työ ei käsittele yliopiston muiden sidosryhmäsuhteiden, kuten opiskelijoiden tai opettajien suuntaan tapahtuvan viestinnän toimintoja tai tietojärjestelmiä. Työssä ei myöskään puututa tietojärjestelmien toteutuksen teknisiin yksityiskohtiin. Myös asiakasrekistereihin liittyvä lainsäädäntö ja niihin liittyvät eettiset kysymykset on rajattu työn ulkopuolelle. Merkittävin ero kirjallisuuden pohjalta luodun teoreettisen mallin ja empiirisen tutkimuksen tulosten välillä oli strategisen ja analyyttisen asiakkuudenhallinnan vähyys sekä yhteisten tavoitteiden ja niihin vievien prosessien puute. Tutkimuksen teoreettisena tuloksena luotiin päivitetty teoreettinen malli. Tutkimuksen liikkeenjohdollisena tuloksena oli havainto, että kokonaisuutena kohdeorganisaation asiakkuudenhallinta kaipaa prosessinäkökulmaa ja erityisesti määriteltyjä sekä mitattavissa olevia prosesseja. Eroja teoreettisen mallin ja empiirisen tutkimuksen tulosten välillä vaikuttivat selvittävän toisaalta organisaation taustatekijät ja toisaalta asiakkuudenhallinnan kehitysvaihe konsernin eri osissa. |
