Abstract (eng): | The objective of this report is to describe the development of a training program to transfer the Plant Efficiency Service concept developed by Raute Wood into a value adding interaction between the customer and the customer service employees. In the training program, both the customer's and the service provider's employees are made to understand the philosophy of Total Productive Maintenance (TPM). The aim is to integrate the Operations and Maintenance processes of both the customer's and the service provider's organisations, in order to improve the Overall Equipment Effectiveness of the customer's production process. The literature review discusses customer relationship, identifying and developing core competences and training of employees. The customer relationship section familiarizes with elements linked to an interactive customer relationship. A customer relationship is an interaction between the service provider and the customer, in which communication, vicinity and continuous cooperation are emphasised driving factors. Competitiveness, differentiation from other suppliers, requires the ability to provide authentic, added value through the development of strategic core competence. The influences of external and internal environments have to be taken into account when creating the development program. When developing competence based competitiveness, the organisational knowledge accumulation and the methods to convert tacit knowledge into organisational capability must be comprehended. Continuous confidential interaction with the customer will increase, in case the collaboration brings added value to both parties. The training program created is based on a competence matrix, which compiles the individual skills of the customer service personnel. The Plant Efficiency training program consist of five training modules: executive planning meeting, basics in Total Productive Maintenance, basics in the measurement of Overall Equipment Efficiency in theory and in practice as well as the integration of the customer's and the service provider's Operations and Maintenance processes. The success of the implemented development works and customer satisfaction feedback is collected by developed Customer Satisfaction Survey. It is recommended that Raute Wood further develops the Customer Service skill competences and the Customer Representative process, creates external and internal marketing programs for service products and makes an implementation plan for transferring the service processes to other service units within Raute Wood. |
Abstract (fin): | Raportissa kuvataan valmennussuunnitelman kehittämistä, jolla Raute Wood -liiketoimintaryhmässä luotu tehdastehokkuuspalvelu-konsepti siirretään asiakkaan ja asiakaspalveluhenkilöstön väliseksi lisäarvoa tuottavaksi toiminnaksi. Valmennussuunnitelma käsittää sekä asiakkaan että toimittajan henkilöstön yhteisen valmentamisen tuottavan kunnossapidon (TPM) ajatusmaailmaan. Toimittajan ja asiakkaan henkilöstön yhteisellä valmennuksella yhdistetään molempien osapuolien käynnissäpitoprosessit, jotka tähtäävät asiakkaan tuotantoprosessin kokonaistehokkuuden parantamiseen. Kirjallisuuskatsauksessa käsitellään asiakkuutta, ydinosaamisen tunnistamista ja kehittämistä sekä henkilöstön valmentamista. Asiakkuudessa perehdytään vuorovaikutteisen asiakassuhteen luomiseen liittyviin elementteihin. Asiakassuhde on toimittajan ja asiakkaan välistä vuorovaikutusta, jossa korostuvat kommunikointi, läheisyys ja jatkuva yhteydenpito. Kilpailuetu, erottuminen kilpailijoiden tarjonnasta, edellyttää kykyä tuottaa laadukasta lisäarvoa, joka syntyy strategiapohjaisen ydinosaamisen kehittämisen kautta. Kehittämistyössä on huomioitava yrityksen ulkoisen ja sisäisen toimintaympäristön vaikutukset. Osaamisperusteisen kilpailukyvyn kehittäminen edellyttää ymmärrystä, miten tietämys kumuloituu organisaatioon ja millaisilla menetelmillä hiljainen tieto saadaan muunnettua organisaation osaamiseksi. Jatkuva luottamuksellinen vuorovaikutus asiakkaan kanssa lisääntyy, mikäli vuorovaikutus tuottaa kannattavaa lisäarvoa molemmille osapuolille. Kehitetyn valmennussuunnitelman taustalle on luotu osaamismatriisimalli, jolla kartoitetaan asiakaspalveluhenkilöstön perusosaamisalueet. Tehdastehokkuuskonseptin valmennusohjelma sisältää viisi moduulia: johdon suunnittelukokouksen, tuottavan kunnossapidon perusteet, kokonaistehokkuuden mittaamisen perusteet ja käytäntöön soveltamisen sekä toimittajan ja asiakkaan käynnissäpitoprosessien yhteen sovittamisen. Asiakaspalvelun kehitystoimien onnistumista ja asiakastyytyväisyyttä kartoitetaan kehitetyllä asiakaspalautekyselyllä. Raportissa suositellaan, että Raute Woodissa jatketaan asiakaspalveluresurssien osaamisen valmentamista, asiakasyhteyshenkilötoiminnan kehittämistä, sisäisen ja ulkoisen markkinointisuunnitelman luomista tuotteistettuihin palvelutuotteisiin sekä luotujen toimintamallien viemistä muihin Raute Woodin yksiköihin. |
