Abstract (eng): | Time series models are a common approach to the forecasting of arrivals to call centers. The purpose of forecasting is to achieve improved financial efficiency while maintaining an acceptable service level in a call center. In this Thesis, we discover that real call center data has plenty of outliers. In order to avoid possible bias due to outliers, a method for identifying and replacing the outliers in time series is presented. The robustness of the method ensures a solid performance. In addition, the method can handle certain types of possible seasonalities in the time series. A framework for evaluating the performance of forecasting models considering arrivals to call centers is developed. The framework consists of calculating multiple consecutive forecasts, which simulates updating the forecasts based on the latest information. Several ARMA-based forecasting models are applied to the data. Furthermore, an algorithm for determining the orders of the ARMA models is tested. The examination of the results shows that neither the automatic algorithm applied nor second seasonality had a significant impact on the accuracy. Applying the framework reveals that the partially overlapping forecasts calculated in different instances are not always consistent. |
Abstract (fin): | Aikasarjamallit ovat yleinen lähestymistapa soittokeskukseen tulevien puhelujen määrän ennustamiseen. Ennustamisprosessin tarkoituksena on parantaa taloudellista tehokkuutta soittokeskuksessa säilyttäen kuitenkin hyväksyttävä palvelutaso. Havaitaan, että soittokeskusaikasarjat sisältävät paljon poikkeavia havaintoja. Työssä kehitetään menetelmä niiden tunnistamiseksi ja korvaamiseksi aikasarjoissa, koska poikkeavat havainnot saattavat aiheuttaa vääristymää ennusteisiin. Menetelmän robustisuus takaa vakaan suorituskyvyn ilman iterointeja. Lisäksi menetelmä voi huomioida aikasarjassa mahdollisesti esiintyviä tietyntyyppisiä kausivaihteluita. Soittokeskuksen aikasarjojen ennustemallien suorituskyvyn arviointiin liittyen esitellään viitekehys, joka koostuu useamman peräkkäisen ennusteen laskemisesta. Tällä jäljitellään ennusteiden päivittämistä viimeisimpään informaatioon perustuen. Ennustamiseen käytetään useampia ARMA-pohjaisia malleja. Lisäksi ARMA-mallin parametrien valitsemista varten kehitettyä algoritmia testataan. Tulosten valossa automaattisen algoritmin soveltamisella tai toisella kausivaihtelulla ei ole merkittävää vaikutusta ennustetarkkuuteen. Esiteltyä viitekehystä hyodyntämällä havaitaan, että eri hetkinä lasketut osittain päällekkäiset ennusteet eivät aina ole johdonmukaisia. |
