Abstract (eng): | Customer value, despite suffering from widely varied definitions, has been repeatedly argued to have a profound effect on the long-term profitability of a company. As a result, many frameworks have been developed to determine and analyze the customer value provided by products or services. Some of these methods enjoy relatively widespread acceptance in certain industries, not including real estate business. This led to the research question of, "how to define and measure customer value in the real estate business?" A literary review on the topic indicates that a consensus definition for the term supported by latest research is "what the customer perceives that they are receiving relative to what they perceive that they are sacrificing." Methods for measuring customer value with wide acceptance and basis in theory were described in detail. In order to determine the practical applicability of the models for the field of real estate services, they were evaluated against several criteria based on the specific nature of the field and those best suited were selected for test implementation. These methods were the critical incident technique, performance-importance matrix, and the conjoint analysis variant of the willingness-to-pay methods. These methods were field tested in interviews with 11 persons representing 10 clients of a major real estate service provider in Finland. It was found that for the particular sub-field exemplified in this case, none of the result framework provided sufficiently insightful information to justify their resource cost. Nonetheless, it was found that the critical incident technique provided good, actionable data, especially in pre-processed form. Main advantages of the technique are minor phrasing elements that encourage the responder to provide specific and comprehensive answers. Disadvantages include at least the perceived lack of a physical answering medium. Combined with an altered method of implementation and data processing, the method is likely to perform well in a real world scenario both in terms of generated data and customer reception. |
Abstract (fin): | Usein väitetään asiakasarvon vaikuttavan merkittävästi yrityksen kannattavuuteen pitkällä tähtäyksellä, mutta käsitteenä se kärsii laajalti vaihtelevista määritelmistä. Käsitteen tärkeyden seurauksena on kuitenkin kehitetty useita malleja tuotteiden tai palveluiden asiakasarvon määrittelemiseen ja analysointiin. Osa näistä metodeista on hyväksytty laajasti tietyillä aloilla, joihin ei kuitenkaan kuulu kiinteistöala. Nämä asiat johtivat tutkimuskysymykseen, "kuinka määritellä ja mitata asiakasarvoa kiinteistöliiketoiminnassa? Kirjallisuuskatsaus aiheesta osoittaa uusimpien tutkimustulosten valossa konsensusmielipiteen asiakasarvon tarkoittavan "mitä asiakas kokee saavansa suhteutettuna siihen mitä asiakas kokee uhraavansa." Metodit asiakasarvon määrittelyyn mitkä ovat laajalti hyväksyttyjä ja perustuvat hyväksyttyyn teoriaan on kuvailtu yksityiskohtaisesti. Määrittääkseen metodien käytännöllisen soveltuvuuden kiinteistöpalvelualalle, metodit arvioitiin useisiin alan erityispiirteisiin perustuvien kriteereiden avulla ja parhaiten soveltuvat metodit valittiin testattaviksi. Nämä metodit olivat critical incident technique, performance-importance matrix ja maksuhalukkuusanalyysin (willingness-to-pay) conjoint analysis variantti. Nämä metodit kenttätestattiin 11 henkilön haastatteluissa, jotka edustivat kymmentä eri suuren suomalaisen kiinteistöpalveluja tarjoavan yrityksen asiakasta. Tulos oli, että kyseistä alaa varten tulostenkäsittelyrungot eivät tuottaneet tarpeeksi tietoa, että olisi perusteltua käyttää niihin vaadittavat resurssit. Silti, critical incident technique tuotti hyvää, toimintakelpoista tietoa, etenkin ennen teorian mukaista tulosten käsittelyä. Tekniikan oleellisimmat edut koostuvat pienistä kysymysten muotoseikoista, jotka kannustavat vastaajia sekä antamaan selkeitä vastauksia että vastamaan kokonaisvaltaisesti. Heikkoutena voidaan ainakin pitää vastaajalle näkyvän fyysisen vastausvälineen puuttuminen. Yhdistettynä vaihtoehtoiseen toimeenpano- ja tulosprosessointitapaan, mallin uskotaan suoriutuvan hyvin käytännössä niin tiedon tuottamisessa kun mallin vastaanotossa. Tutkimuksesta ilmeni, etteivät testitulokset tuottaneet riittävästi tietoa resurssien käytön arviointiin. |
