Abstract (eng): | Knowledge management has become an increasingly important asset for organizations. It has been identified as a critical success factor and as a result, there have been significant investments made in this area. At the same time IT services have become a crucial part for many organizations and service desk is one of the key elements in providing this service. The research was conducted as a case study from a service desk employee's point of view. The aim of the thesis was to investigate service desk employees' behaviour when they were faced with a situation where they did not know what to do - an error situation. The target was to get a better understanding of workplace behaviour for knowledge management purposes. Ten service desk employees were interviewed during December 2009. The thesis was able to identify how knowledge was interacted with and why certain methods for gathering knowledge were preferred over others. The thesis showed results of employees choosing an optimized way of conducting their work. Over time employees seem to generate an own set of optimized work processes which are built on their experience. Own processes showed even signs where they overtook the official ones. The findings support the earlier presented theories that you cannot manage knowledge in a traditional way. You can only build a context where knowledge can be shared and created. |
Abstract (fin): | Tiedonhallinnasta on tullut yrityksille entistä tärkeämpi kilpailuvaltti. Sen on todettu olevan tärkeä menestystekijä, minkä seurauksena alalle on tehty huomattavia investointeja. Samaan aikaan IT-palveluista on tullut yrityksille tärkeä osa-alue, missä käyttötuella on oma merkittävä rooli. Tämän diplomityön tarkoituksena oli tutkia käyttötuen työntekijän käyttäytymistä tiedon hallinnan näkökulmasta. Tutkimusasetelmana oli selvittää, miten käyttötuen työntekijä käyttäytyy kun hän joutuu tilanteeseen, jossa hän ei tiedä mitä tehdä. Tutkimus toteutettiin työntekijän näkökulmasta tapaustutkimuksena, minkä johdosta kymmentä käyttötuen työntekijää haastateltiin joulukuussa 2009. Tutkimus tunnisti useita tilanteita, joissa käytiin vuorovaikutusta tiedon kanssa, ja pystyi myös osoittamaan, miksi tiettyjä tiedonkeruumenetelmiä suositaan. Tutkimustulokset näyttivät merkkejä siitä, että työntekijät ovat luoneet ajan myötä omia tehokkaita menetelmiä hoitaakseen päivittäisen työnsä. Nämä menetelmät ovat välillä jopa ristiriidassa virallisten ohjeistuksien kanssa. Omat työtavat perustuvat pitkälle kokemukseen siitä, mikä on toiminut aikaisemmin. Tulokset tukevat näkemystä, että tietoa ei pystytä hallinnoimaan perinteisin keinoin. Pystytään ainoastaan luomaan konteksti, missä tietoa voidaan välittää ja luoda. |
